Valenhold fuels sustainability and innovation in the mining industry, reaching newer lands every day. They work and provide mobile fleet support to the mining industries. The enterprise has been in business for the past 10 years and is headquartered in Brisbane, Australia. To date they have sold more than 80000 parts across 14 countries situated in North and South America, their home continent Australia, and even in Africa. They sell superior quality end-to-end solutions, including OEM (Original Equipment Manufacturer) compatible component ranges, and also offer a service exchange fleet on the go for repair and return capabilities.

Valenhold’s Bottleneck Situations

After the initial meetup, we tried to understand in what ways Valenhold was feeling compromised in terms of achieving better efficiency and productivity metrics. During our meetings, they told us they approached us to resolve four of their prime core issues.

1. Challenges in managing high volumes of support requests

The volume of incoming support requests they received on a regular basis was huge. Starting from triaging to sorting them as well as allocating, resolving, and acknowledging them seemed like a huge process and required many employees.

2. Maintaining ticket status and resolution timelines

Ticket status management and monitoring were again hugely troublesome as an issue for Valenhold. Timely resolution of these tickets was something they were supposed to achieve, which they were not able to.

3. Management of Case Lifecycles

Tracking cases throughout their lifecycles and maintaining comprehensive documentation was what unsettled Valenhold, as they were not able to achieve it even closely. Tighter TATs were what they wanted to achieve to scale the customer satisfaction metrics, but that was difficult given they did not have a suitable way of doing it.

4. Historical Case Data Accessibility

Accessing historical case data was a challenge that was primarily there due to the difficult retrieval process in place. Without past data, decision-making became faultier, and the quality of service and assessment capabilities dipped.

How Did We Aim to Solve Their Issues – What Did We Do?

Post-assessment, we decided to launch MS Dynamics 365 Customer Service to make their challenges easier. The upgradation of their internal customer support system for automating workflows, improving ticket systems, and streamlining case management is what can be done easily. It also improved their efficiency level through ticketing system centralization, routing process automation, real-time case tracking, and handling self-service features suitably. All of it we deduced will help in quicker resolutions, improved collaborations, and scalable support capabilities leading to appropriate future growth. Here’s how it worked:

Creating a centralized ticketing system using Dynamics 365 customer service

Centralizing the entire support ticket request process was our plan. Through its use, creating tickets from different communication channels became easier. Organizing them also becomes easier with the right tools in place.

Automating the routing and automating the process

When using it for configuring case creation and generating routing rules for targeting tickets to separate departmental queues, it eased up. It further made the creation of assignments more accurate.

SLA Configuration and Notification

Describing SLAs for different types of cases, setting up auto-reminders, creating urgent alerts for missed SLAs, and notifying customers of case resolutions are what Customer Service users could target easily.

Accessing and Auditing Historical Data

Access to historical data is what can keep the Dynamics 365 Customer Service more streamlined and productive. It empowers agents by helping them gather better data insights for developing an improved understanding of their historical scenarios to better assess their present situations.

Availing of the Self-Service Features

Through appropriate integration with knowledge bases and by providing suitable answers through FAQs, users can allow consumers to solve their most common issues on their own, thereby reducing the ticketing load immensely.

Using Suitable Collaboration Tools

Through the integration of internal communication tools, employees can leave notes and comments, thereby improving the chances of collaboration.

Better Scalability

Through Customer Service solution, designing a scalable solution for helping accommodate Valenhold’s growing and evolving customer needs would resolve easily.

Process of Customer Service Implementation?

The process implemented in Customer Service would include:

  1. Collecting necessary requirements as the first step.
  2. Designing solutions to address ticket management, suitable routing, specifying SLAs, and self-service features as the second.
  3. Workflow automation is to be achieved using Power Automate for case routing, notification, and SLA tracking for streamlining the entire process from our end.
  4. Training support teams on the new system and processes is also placed together by us.
  5. Testing and deployment of the solution and its phased system deployment is what we planned to target from our end.
  6. We offer ongoing support in the post-implementation phase, and continuous improvement is targeted through the collection of suitable feedback from users.

What Purposes Did We Target for Implementing This Purpose?

A brief of all that got streamlined soon after we completed the implementation of Dynamics 365 Customer Service includes:

  1. Automation of the ticket creation process by collecting data from multiple sources like emails, phone calls, and web services is what was put in place.
  2. Automated routing of cases where tickets are auto routed to the designated department based on the predefined rules.
  3. Managing SLA notifications through the setting of automatic alerts and reminders was put in place for different agents and supervisors. If the SLAs were missing or were upcoming, there was an auto-alert system that would reach that particular department.
  4. Through the setting of suitable escalation rules, notifications were triggered when cases did not get resolved within the specific SLA timelines.
  5. Customers were sent an automatic update whenever their cases got resolved.

What were the net outcomes of the Customer Service Implementation Process?

When we calculated the results, we could measure the following change metrics.

  1. Streamlining of operations was achieved through centralization of the ticket management system, thereby increasing efficiency and coordination.
  2. Improving efficiency through automated routing and quicker resolutions was also targeted.
  3. Real-time case tracking and SLA management is done through timely resolutions for improving the monitoring process.
  4. Structured case management for comprehensive documentation is possible for assessing case lifecycles.
  5. Access was received to historical data for improving the decision-making process.
  6. Self-service tools reduced the incoming ticket volumes, thereby empowering customers.
  7. System design supported future growth, thereby improving chances of scalability.
  8. Robust security measures for protecting customer data and ensuring compliance metrics are what can be easily achieved through this process.
